Quality assurance often gets reduced to a score on a spreadsheet. But a score that never changes behavior is just paperwork. An effective QA program is a loop: monitor, score, coach, improve — then monitor again.

The loop, step by step

  • Monitor: review a representative sample of calls, chats, and emails each week.
  • Score: grade against a published rubric — accuracy, process, empathy, resolution.
  • Coach: deliver findings in 1:1 sessions with specific, listenable examples.
  • Improve: track whether scores move after coaching — if not, the coaching (or the rubric) needs work.

Make the rubric visible

Agents should know exactly how they're evaluated. A transparent rubric turns QA from surveillance into a shared standard — and gives new hires a clear picture of 'good'.

NR Global Hub's delivery model includes call monitoring and QA scoring as standard parts of client reporting — because service consistency should be measurable, not promised.
